October 2026
There is no shortage of data in outsourcing. The challenge is not collecting it, but knowing what to do with it before the client asks. That matters because enterprise buyers increasingly expect their BPO providers to act as proactive, insight-led partners, using operational visibility to identify problems, surface opportunities, and contribute more directly to operational improvement.
Performance is measured, dashboards are reviewed, trends are discussed, and results are shared through weekly and quarterly business reviews. These disciplines are essential, but they only tell part of the story. The greater opportunity lies in using that information to understand what is really happening, identify where something may need to change, and bring forward recommendations.
“Partnership health is measured by proactive optimization, not green dashboards.”

From Visibility to Action
Proactivity means turning signals into recommendations. Identifying that contact volume is increasing, quality trends are changing, or a particular customer issue is appearing more frequently is useful, but the real value comes from understanding why it is happening and what should be done about it. That requires providers to move beyond observation and bring together operational data, frontline feedback, and experience to form a clearer picture of what is changing.
The next step is to translate that understanding into action. That means assessing the likely impact and recommending an appropriate response. Depending on the issue, that could involve adjusting resources, refining training, addressing a recurring process failure, or escalating an emerging customer issue. Across the operation, insight matters most when it leads to a clear course of action.
PROACTIVITY IN PRACTICE | QUALITY ASSURANCE

Problem
The same handling issue appears across several agents.

PROACTIVE RESPONSE
QA identifies the pattern and updates coaching and training.

outcome
The issue is contained before it spreads, improving consistency and customer outcomes.
Transparency Builds Trust
Proactivity also requires transparency. Providers need to be willing to raise what the data is showing, even when the conclusion is uncomfortable, challenges an existing assumption, or points to a change in the operating model. That may mean recommending additional resources when demand increases, reducing capacity when volumes fall, or highlighting a process issue that sits outside the provider’s direct control but continues to affect performance.
The strongest recommendations are not always those that preserve the status quo. If analysis identifies an opportunity for call avoidance, for example, the right response may be to address the underlying cause rather than simply continue handling the volume. That may ultimately mean fewer interactions for the provider to manage. Being willing to make that recommendation shows that the focus is on improving the client’s operation, not simply preserving activity.
PROACTIVITY IN PRACTICE | CALL AVOIDANCE

Problem
Customers keep calling about the same billing issue.

PROACTIVE RESPONSE
The provider identifies the root cause and recommends a solution.

outcome
Contact volume falls and customer effort is reduced.
Workforce Management in Practice
Workforce management provides a clear example of how proactivity can influence both performance and cost. Forecasts are built on the best available information, but demand rarely behaves exactly as expected. Volumes may rise because of a product issue, billing cycle, campaign, seasonal event, or change in customer behavior. They may also fall, leaving more capacity in the operation than is required. The important question is not simply whether actual volume matched the forecast, but what the variance means and whether the operating plan should change.

PROACTIVITY IN PRACTICE | WORKFORCE MANAGEMENT

Problem
Demand starts running higher than forecast.

PROACTIVE RESPONSE
The provider spots the trend early and adjusts the staffing plan.

outcome
Service levels are protected and performance remains on track.
From Provider to Partner
The distinction between a provider and a strategic partner often becomes clear in what happens beyond day-to-day delivery. Meeting KPIs remains essential, but greater value comes from using operational insight to challenge assumptions, identify opportunities, and recommend next steps.
That also changes the nature of client governance. Business reviews become more than a retrospective look at performance. They become opportunities to discuss emerging trends, test assumptions, agree priorities, and plan ahead. Over time, that kind of contribution helps move the relationship from execution toward shared problem-solving and closer collaboration.
Forrester’s 2026 research provides another perspective on what defines a strategic partnership. Among enterprise services decision-makers surveyed, 55% cite industry or domain expertise, while 29% point to trust and experience with the provider.
